Situation

A man in his late twenties (age -29) was looking for an implant removal from his knee due to severe pain and discomfort.

Customer problem

Approximately 3.5 years ago, the patient experienced a significant accident, necessitating a surgical procedure where an implant was placed in his knee to support the healing of his bone. This implant was crucial to stabilizing the injury and facilitating proper recovery. Following the surgery, his doctors advised that the implant be removed after roughly three years, ensuring the long-term functionality and comfort. However, as time passed, the patient began to experience increasing discomfort and pain, signaling that the need for surgery had become more urgent to alleviate his symptoms and restore his well-being.

How I went ahead and displayed customer obsession to help the customer

As time passed and the recommended period approached, the patient reached out to me — Hanumantha Naik D, his Carebuddy—for guidance. After hearing his situation, I thoroughly explained the various surgery care benefits available to him through his coverage. Once the patient felt fully informed and gave me his approval to move forward, I took the initiative to schedule a consultation for him at GNRC Hospital, located in Kolkata, known for its reputable care. At this consultation, after a detailed examination, the attending doctor reaffirmed the original recommendation that surgery was necessary to remove the implant. Consequently, I helped raise the necessary preauthorization for the procedure, and we soon received confirmation for the inpatient department (IPD) admission date.

However, just when everything seemed to be falling into place, the patient discovered an unexpected issue. The hospital where the surgery was scheduled was not listed as an approved facility under his insurance policy. Naturally concerned about covering the costs, the patient decided that he would prefer to withdraw from the MediBuddy service and look for other options to have the surgery performed outside the insurance network. At Rameshwara Nursing Home, the patient had a consultation with a doctor, but the outcome was unexpected. The doctor advised that, in his opinion, there was no immediate need for surgery to remove the implant. This completely contradicted the earlier recommendation he had received, which left the patient understandably confused and uncertain about what course of action to take. He communicated to me his desire for a second opinion, and I promptly arranged for another consultation with a different doctor at the same hospital to clarify the situation.

Around this time, an insurance investigation was initiated, which added another layer of complexity to the process. The delay in insurance approval was caused by the fact that the patient's original discharge summary from 3.5 years ago mentioned the accident but lacked some key details needed for verification. This required a physical re-evaluation of the patient’s accident history. An insurance representative was sent to the hospital to verify the patient’s identity, the circumstances of the accident, and his medical records from the time of the incident.

To expedite the process and ensure transparency, I asked the patient to complete a detailed self-declaration form, explaining the events surrounding the accident. In the declaration, the patient clarified that the accident had occurred when he was riding his bike and, in an attempt to save a dog that had run into the road, he swerved, causing his bike to skid. As a result, he lost control of the bike and sustained injuries that required the original implant.

Once the additional information was provided, the insurance approval process accelerated considerably. Within 2-3 hours of submitting the self-declaration, the required approval for the surgery was granted. The procedure was carried out successfully and, to the patient's great relief, was fully covered by his insurance plan. The operation went smoothly, and the patient experienced no further complications, thanks to the meticulous coordination among MediBuddy's teams, including the CareBuddy, the Insurance Team, the medical staff, and the hospital teams involved.

The relief and joy on his face was evident when he was discharged. His family, who had been equally stressed, couldn't believe their good fortune. They expressed their heartfelt gratitude, overwhelmed with happiness.
